The Collections Team Manager will manage a team of approximately 12–15 colleagues and act as the single point of contact to oversee performance, training, and support for team members assisting customers in a delinquent status. Key responsibilities include coaching and addressing compliance gaps, handling escalated calls or messages from card members, and providing coverage during Return-to-Office (RTO) days. This role involves managing escalated situations such as manager calls and non-traditional requests, while delivering leadership and feedback to frontline colleagues. The position also includes facilitating refresher training sessions, creating opportunities for skill development, and implementing performance improvement plans for team members who require additional support through side-by-side coaching during shifts.

To be successful as a Collections Team Manager, you should have:

  • Experience in contact centers with a foundation in coaching, training, and leadership
  • Ability to manage escalations, conduct side-by-side coaching, and provide performance feedback
  • Organizational and communication skills with proficiency in Outlook, Excel, and scheduling tools

Some Other Highly Valued Skills May Include

  • Previous experience in collections and/or team management, with an ample understanding of compliance and regulatory requirements
  • Ability to adapt to dynamic schedules and shift bid processes every six months, ensuring coverage across operational hours
  • Ability to work in-office on a hybrid schedule

Purpose of the role

To manage operations within a business area and maintain processes, risk management initiatives and compliance with relevant regulators.

Accountabilities

  • Identification of trends and opportunities to improve areas and develop new process and procedures through the monitoring and analysis of operation data and performance metrices.
  • Management of operations for a business area and promote efficient processes, risk management and compliance initiatives to support the bank's operations.
  • Collaboration with internal stakeholders (including business leaders, project manager and SMEs) and external stakeholders (including vendors and service providers) to support business operations and promote alignment with the bank's objectives and SLAs.
  • Management of operational professionals and provide guidance, coaching and support to improve colleagues' delivery quality.
  • Management and development of KPIs to measure the effectiveness of operation functions, utilising data and technology to support the identification of areas that require improvement.
  • Compliance with all regulatory requirements and internal policies related to customer experience.
  • Creation of a safe environment for colleagues to speak up, actively and regularly encourage and solicit feedback to ensure people agenda remains focused on the right areas.
  • Management of attrition by working closely with HR in implementing retention initiatives for work force.
